For 40 years, TTEC has helped companies across the globe to balance the competing priorities of improved satisfaction with lower costs in their customer experience. TTEC's outstanding BPO, technology, consulting, and analytics services provide optimized customer care, tech support, sales, AI operations, and trust and safety solutions that feel human even when they are not.

In 2004, TTEC arrived in Bulgaria. Its offices specialize in customers' service and technical maintenance. Stefan Karagyaurov, Executive Director Operations (Europe) and Country Director Bulgaria, shares more.

ТТЕС has always focused on the impeccable quality of its services. What does impeccable quality look like in 2023, according to ТТЕС?

In 2023 and beyond, it means surprising and delighting customers with empathetic service when or before they need it. This starts with sourcing talented individuals across the globe and supporting them with a welcoming culture where everyone feels like they belong. TTEC also empowers our global teams with digital tools to make them smarter and more efficient, enabling them to focus on solving customer problems with empathy. We invest in our associates because we know that a great employee experience leads to exceptional customer experiences.

Besides associates training, what is AI's role in the work, products and services offered by ТТЕС?

TTEC has been using AI and automation tools for several years as a part of our services portfolio. AI is key to augmenting the work of our associates, helping with translations and grammar, and automating repetitive or tedious tasks. We also use AI to improve the customer experience through the use of chatbots, voice assistants, and intelligently routing customers to the right associate at the right time. We know that elevating the role of our associates to become high-value frontline experts will help clients realize happier, loyal customers.

Did it affect your core products and markets?

Forward looking customers are still treading lightly with Generative AI and must determine how to responsibly infuse AI into their customer experiences. TTEC is developing new solutions to augment the human workforce and is helping brands understand their readiness to incorporate Generative AI. Further, TTEC is working closely with the world's leading AI developers – like Google, Amazon, and Microsoft – to identify the best use for AI in the customer experience outsourcing industry.

How will AI affect the global outsourcing industry, in your opinion?

AI's biggest impact will be from the tools that enable people to do their jobs more quickly and with less friction. AI will automate simple tasks to free up time for humans to work with customers on highly complex or sensitive issues that must be handled with empathy and compassion. Finally, the surge in AI tools will require companies to consider responsible AI governance to manage AI appropriately, ethically, and responsibly.

Are there qualities and capabilities in your field that the machine is highly unlikely to master well enough in order to replace the humans?

Some areas can be fully automated, some augmented to support associates, and some are best left to human intelligence. Machines can master certain customer interactions where there is easily available data that does not require interpretation, along with a static and repeatable process. For example, AI-powered chatbots and virtual assistants will be able to handle routine customer inquiries and providing quick responses product questions. Humans will still be needed to provide context, act on social cues from customers, and work through emotionally charged situations with customers. A simple way to think about this is, if it's about someone's money, health, or children, they will want to talk to a real person.

What is the biggest achievement of the TTEC Bulgaria branch so far?

We are very proud of our accomplishments at TTEC and it is difficult to name one. The Bulgaria team's work has contributed directly to six Stevie Awards and recognition as the Best Nearshore Team in 2018 from the Global Sourcing Association. TTEC Bulgaria was also a pioneer in expanding the outsourcing industry into Plovdiv. At the start of the global pandemic in 2020, TTEC's Bulgarian team successfully moved nearly 1,000 employees from company offices to a work from home environment without significant impact on our clients, demonstrating our ability to be flexible and agile. Finally, TTEC is having an immense impact on the local community. Through the TTEC Foundation, we have contributed thousands of US dollars to education causes throughout Bulgaria, including school renovations, rehabilitation programs, and cultural education activities.

What qualities should talents possess in order to start working for TTEC Bulgaria?

TTEC hires talented individuals for several different roles in Bulgaria, including technical support and customer service. Our teams in Bulgaria serve clients from around the world, so we seek employees who can speak multiple languages and collaborate exceptionally well in a multicultural environment. We are also looking for people who have a passion for helping others because, at TTEC, our business is about making customers happy.

You have solid experience in the CX, Outsourcing and IT field. How, in your opinion, will the Bulgarian outsourcing sector develop in the future?

The Bulgarian market will grow and become even more important to the global CX outsourcing industry. Besides the educated and multilingual population, the Blue Card program will make the market even more attractive by expanding the talent pool. Generally, we expect investment in the country to continue, particularly in the BPO and IT sectors. The work from home or hybrid work options will continue, but some industries, like financial institutions, may still require certain employees to work in an office setting.
